**Werkomgeving**

De Stafdienst ICT van de FOD Justitie wil de second line support van haar applicaties uitbouwen. Op dit moment wordt de second line support van applicaties opgenomen door dezelfde teams die ook de analyse en ontwikkeling doen. Hierdoor kunnen deze teams zich niet concentreren op de kerntaken en is de second line support een stukje van het takenpakket met onvoldoende aandacht. Vaak staan er ook maar 1 of 2 personen in voor een applicatie waardoor er een ernstig risico is voor de basisdienstverlening aangezien enkel deze personen kunnen tussenkomen zelfs voor courante problemen. Door het werken in silo’s zijn de niveaus van dienstverlening, documentatie, monitoring,divergent en onvoorspelbaar. De aanwerving van een expert second line support is een eerste stap in de uitbouw van een professionele en uniforme second line support.

Op termijn willen we met dit team het volgende bereiken:

- Betrouwbare second line applicatie support bieden naar gebruikers
- Systematisch verbeteren van de support (door identificatie en opvolging van recurrente problemen en opvolgen van acties om deze te verminderen)
- Verhogen zelfredzaamheid gebruikers (door uitbouw van een documentatieset voor de applicaties, support te geven bij opleidingen rond applicaties, )
- Vanuit de opgebouwde teamexpertise waardevolle deelname leveren aan het testen van applicaties
- Rapportage naar management zodat er gericht kan aangestuurd worden

**Taakomschrijving**

De Expert 2nd Line Applicatie Support fungeert als expert om het nog aan te werven team op te starten en continue te verbeteren.

Hij/zij staat in voor volgende taken:

- In eerste instantie zelf deelnemen aan second line support (inclusief nodige contacten met verschillende interne/externe applicatie en infrastructuur teams voor het oplossen van complexe problemen)
- Met betrekking tot verhogen van de zelfredzaamheid van de gebruikers
- Aanleggen van / bewaken van uniforme documentatie, FAQ’s,
- Support geven bij het opleiden van gebruikers (in het Nederlands en Frans)
- Met betrekking tot de processen
- Analyseren van de pijnpunten in de second line support processen
- Voorstellen van een plan om deze aan te pakken
- Implementatie/opvolging van het plan
- Met betrekking tot de uitbouw van het 2nd Line Applicatie Support team
- Identificeren van de HR nood van het team (profielen, aantal, )
- Deelname aan het opstellen van de functieprofielen en screenings
- Introduceren van tooling, afgestemd op de tooling van het service desk team en de applicatie teams
- Vormen van interne medewerkers wanneer er interesse / capaciteit tot omscholing zou zijn
- Ondersteuning change management gebruikers zodat aanwezige functionaliteit van applicaties optimaal wordt benut
- Verzorgen van rapportage naar management en andere teams, inclusief terugkerende problemen aankaarten bij projectverantwoordelijken

**Profielomschrijving**
- Minimum 3 jaar ervaring met het opstarten/begeleiden van een team dat instaat voor 2nd line applicatie support
- Ervaring in de optimalisatie van de second line applicatie support
- Ervaring in samenwerking met gebruikers, helpdesk en applicatie teams
- Vlot communiceren in Nederlands en Frans
- Flexibiliteit, stressbestendigheid en oog voor kwaliteit

- Ervaring met Jira, Confluence en GLPI is een pluspunt
